The redemption moment is the one time a loyalty programme member engages with full intent. They have accumulated points. They have decided to spend them. What happens next either confirms that the programme is worth belonging to, or quietly signals that it is not.

The three ways programmes lose members at redemption

The catalogue does not have what they want. A member in Saudi Arabia who has accumulated loyalty points wants to redeem for brands they actually use. If the catalogue is dominated by brands that do not operate in their market, or categories that do not reflect how they spend, the redemption moment becomes a disappointment.

The redemption process is too slow. Points accumulate over months. Redeeming them should not take minutes. A gift card that takes more than a few seconds to land in a member’s inbox is a gift card that generates a support ticket. Delivery speed is not a nice-to-have in loyalty; it is a direct input to member satisfaction.

The value of points is unclear. If a member cannot quickly understand how many points a specific reward costs and whether that represents good value for their accumulated balance, they disengage. Complexity at the redemption step turns an engaged member into a confused one.

They invest in catalogue relevance, not just catalogue size. The question is not how many brands are available. It is what percentage of members, in each of their key markets, would find at least three brands they actively want in the catalogue. That number is the meaningful one.

They treat delivery speed as a programme metric. Tracking the percentage of redemptions delivered in under two seconds is not an engineering metric. It is a loyalty metric, because it directly affects how members feel about the programme at the highest-intent moment.

They make the value of redemption transparent. Programmes that show the cash value equivalent of points alongside the redemption options remove the mental friction that causes members to defer and ultimately disengage.

The infrastructure question behind every loyalty programme

Most of the problems loyalty programmes have at redemption are infrastructure problems that appear as programme problems.

Catalogue gaps are a supplier coverage problem. Delivery delays are a fulfilment infrastructure problem. Lack of regional brand relevance is a catalogue curation problem.

The loyalty team cannot solve these problems by redesigning the member experience. They get solved by choosing infrastructure with the right catalogue depth, delivery performance, and regional coverage.
